E-Service Quality Excellence: The Foundation of Customer Loyalty in the Digital Economy

Abstract

In the rapidly evolving digital economy, sustaining customer loyalty has become a critical strategic imperative for e-commerce platforms. This study investigates the role of E-Service Quality as a foundational driver of customer satisfaction and long-term customer loyalty within Indonesia’s e-commerce ecosystem. Drawing upon survey data from 364 active online shoppers across leading marketplaces Tokopedia, Shopee, Lazada, Bukalapak, and Blibli the research employs quantitative analysis using SPSS version 29.02 for mac, including multiple regression and mediation testing. The findings reveal that E-Service Quality exerts a positive and statistically significant influence on customer satisfaction. Furthermore, customer satisfaction significantly affects customer loyalty. Mediation analysis confirms that customer satisfaction partially mediates the relationship between E-Service Quality and customer loyalty, indicating that superior digital service performance translates into loyalty primarily through satisfaction formation. Key dimensions such as system reliability, responsiveness, security assurance, and ease of use emerged as dominant contributors to satisfaction evaluation. The study extends expectation confirmation and relationship marketing perspectives within the context of digital commerce by demonstrating that technological service excellence constitutes the structural backbone of sustainable loyalty. Managerial implications emphasize strategic investments in digital infrastructure, interface optimization, secure transaction systems, and responsive customer support to reinforce competitive advantage in increasingly dynamic e-commerce markets.
